The lines between physical and digital shopping are blurring in today’s retail landscape. Consumers expect seamless experiences across multiple channels – whether they’re browsing products on their phones before purchasing in-store or checking out items in-store to buy online later.

However, significant gaps often exist between the in-store service and that offered via contact centres, as they are often considered two very separate functions.

Understanding the Silos: The Gaps Between Employees

Studies show that up to 49% of companies struggle with breaking down silos when serving customers through various channels. While contact centres invest in integrated solutions like CRM systems and AI tools to support their agents, these employees often lack detailed product training. Conversely, in-store staff receive extensive product training but may lack the knowledge of wider issues such as delivery and ongoing product quality issues. This disconnect results in disparate customer experiences across touch-points when consistency is key.

Why the Employee Gap is a Problem

To thrive, organisations must adopt a holistic ‘customer-first’ approach, ensuring all customer-facing staff are equally equipped with training, guidance, and tools. Viewing contact centre agents and in-store representatives as separate entities ignores their shared goal: delivering excellent customer service.

Merging the Customer Experience Across Channels

1. Provide Uniform Training

All customer-facing employees should receive comprehensive training on emotional intelligence, brand ethos and product knowledge. This ensures everyone can handle complaints, guide customers to the best products, and deliver consistent service regardless of the channel.

2. Empower with Technology

Equip in-store staff with tools and platforms used by contact centres, like inventory management systems and CRMs. Mobile-ready interfaces enable quick access to necessary information on the shop floor or at a desk. Ensure that contact centre staff have access to extensive product information and easy points of escalation to support customers at the first time of asking.

3. Foster Collaborative Growth

Create a unified team by encouraging collaboration across all customer-facing roles. Conduct regular cross-channel meetings to share insights and strategies to enhance the customer experience. This strategic alignment drives innovation and cohesive company culture.

4. Integrate Customer Feedback

Gather and integrate customer feedback from both in-store and contact centre interactions. Use this data to continuously refine and improve service delivery across all touchpoints.

5. Real-Time Data Sharing

Implement real-time data-sharing solutions to ensure that both in-store and contact centre teams have access to the most current information. This enhances response times and accuracy in customer interactions.

6. Maintain Unified Customer Profiles

Develop unified customer profiles that are accessible to both teams. This will personalise the customer experience and ensure continuity across different channels.

Align Your Teams for Better Customer Service

In-store and contact centre interactions can be integrated to provide seamless, consistent, and efficient customer experiences. By aligning training, technology, and teamwork, retail businesses can bridge the gap between in-store teams and contact centre reps, ensuring every customer interaction is positive and professional. The more effective you are at aligning your teams, the more your customer satisfaction rates will grow.

No matter how much time and effort you put into building the perfect customer service strategy, customers are unlikely to be perfectly happy, all the time! That’s why handling complaints correctly is so important, to limit any negative experiences.

Recently, a report from the BBC showed just how important this is, drawing attention to the increasing number of complaints faced by broadband and telecom companies in the UK.

What’s interesting about this report is that while many organisations in the market offer similar services, the level of satisfaction among their customers differs drastically.

Ultimately, companies can’t avoid receiving complaints but can take the right approach to dealing with them.

The Value of Effective Complaint Management

Customers complain about a range of reasons, and those complaints are often more valuable than you’d think. Reports tell us that only a handful of customers actually complain to a company directly; the rest (91%) leave and buy what they need from a different company.

This means a complaint is an opportunity for you to prevent your customer from abandoning your brand. Studies show that 83% of customers feel more loyal towards brands that actively respond to and resolve their complaints.

Complaints are also a chance for you to spot problems that might cause other customers to churn before they have a massive impact on your retention rates.

Even complaints about things beyond your control can be helpful. If you notice that customers regularly complain about service outages and issues, proactively contacting them when there’s a problem with the service could reduce their frustration.

How to Handle Customer Complaints Correctly: Top Tips

Dealing with a complaint quickly, effectively, and empathetically can be an excellent way to turn an unhappy customer into a valuable advocate for your brand. One report from the Harvard Business Review found that customers who have their complaints handled in five minutes or less often spend more time with a company in the future.

So, how do you master complaint management?

Step 1: Listen and Empathise

Listening is the key to resolving complaints correctly. It’s easy to get defensive when speaking to a frustrated customer, but they’ve contacted your company for a reason. It’s your job to get to the bottom of the problem with empathy.

Train your agents to use active listening practices like open-ended questioning to ensure they understand the root cause of the customer’s problems. Collecting details about a customer’s order history, details, previous complaints, and issues will make it easier to resolve customer issues quickly. Plus, it ensures that if, for any reason, an agent needs to transfer a call to someone else, the customer won’t have to repeat themselves and start from scratch—a very frustrating practice that’s all too common.

Of course, only if you are in the wrong, but sometimes, all your customer really wants is for someone to apologise and acknowledge their frustration.

Studies have shown that customers are more willing to forgive and keep buying from a company that apologises for its mistakes. However, don’t just stop with an apology; thank the customer for bringing the issue to your attention. Then, if possible, it’s time to solve the problem…

Step 2: Find a Solution

Some complaints are easy to resolve. If a customer is unhappy with the quality of a product they’ve bought, you can offer them a refund or replacement. Other issues are a little more complex. For instance, a service outage can’t always be resolved quickly. Have clear guidelines available for the team so they know how to handle the issue, clear lines of escalation, and empowerment to make judgment calls to resolve issues to the customer’s satisfaction.

Step 3: Record Their Feedback

As mentioned above, complaints are more valuable than they seem. They can offer incredible insights into ways your company can improve and evolve. The only way to detect opportunities for growth is to record your customer’s feedback and look for patterns.

Examine any complaints you have received and brainstorm ways to prevent the same issue from happening again. Detailed data dashboards can be key to help quickly analyse and action such insight.

Step 4: Be Proactive

Complaints might disappear when you solve a customer’s problem, but the frustration they feel towards your company can linger. The best way to repair the relationship is to follow up. Send an email or SMS asking for feedback on how the complaint was handled and if you can do anything else to aid them. Maybe offer a further discount or promotion or flag their account to prioritise care should the issue re-arise. Is it something you are looking to fix on your transformation roadmap, why not keep your customers updated?

Optimising the Complaint Management Process

Complaints are important. They offer feedback on your product and service and give you a second chance to retain and develop a loyal customer. However, handling complaints well and consistently can be challenging.

At DDC OS, we offer a solution. We can provide access to an outsourced complaints service team, expanding your capacity or handling complaints management as a whole, ensuring you can respond quickly and compliantly to customers when complaints arise.

With a little extra help, you can turn complaints from a daunting prospect into something that helps your company grow.

Get in touch today and follow us on LinkedIn

Artificial intelligence (AI), offers several benefits to business leaders, including giving them access to a 24/7 resource which never tires, rarely makes mistakes, and doesn’t charge a monthly salary.

However, world-leading analysts Gartner recently shared their insights with CX Today, stating that companies that rely too heavily on AI will be opening the door to serious risks. According to Emily Potosky, the Senior Director of Research for Gartner’s Customer Service and Support Practice, even the most advanced AI algorithms still have limitations. They shouldn’t be seen to replace humans but instead as a solution to augment and empower existing teams.

The Impact of AI on Customer Service Jobs

Fears that AI will replace human beings are increasingly common, now that AI is more advanced than ever, concerns are growing with the rise of deep learning models, generative AI, and neural networks.

Up to 3 in 4 Americans now believe AI will reduce the number of jobs available to workers, and customer service agents feel more pressure than most. Countless contact centre solutions are enabling companies to reduce their reliance on human skill sets with generative AI bots and automated workflows.

According to one HFS Research report, customer service and sales were two of the top departments most likely to be impacted by AI’s transformation.

However, while AI solutions can accomplish a lot in the contact centre, analysts like Potosky believe some level of human assistance will always be crucial. She’s not alone in this opinion. In a recent Gartner survey, around 61% of business executives believe AI won’t reduce their human headcount in the contact centre by more than 5%.

The Limitations of AI in Customer Service

We’ve discussed previously how AI tools can augment human professionals, helping them streamline and optimise repetitive tasks.

For instance, McKinsey suggests up to 64% of data collection activities can be automated, but that doesn’t eliminate the need for a data scientist for bot training, data analysis, and creativity.

Similarly, in the customer service landscape, AI tools can creatively respond to common questions, help customers troubleshoot problems, and even complete tasks like processing transactions.

However, they can’t understand emotions and context to the same degree as humans, which leads to the potential for misinterpretations. They also can’t show empathy, creatively develop new ways to solve problems based on their experiences or reassure a concerned customer. Not to mention, there are various other, more technical challenges to consider. Replacing humans with bots entirely in the contact centre would require a great deal of technical knowledge, development expertise, and constant monitoring.

Augmentation

At DDC OS, we believe in giving people the tools and resources they need to be as effective as possible. Like Gartner and many others, we see AI as a way to enhance human performance, not replace it.

As Potosky noted to CX Today, AI tools can provide employees with the context, support, and guidance they need to excel in their roles. AI might reduce business leaders’ dependence on skills and expertise, widening the talent pool to engage in customer-facing work. This may mean that business leaders don’t need to hire as many additional staff members to handle spikes in call volume. However, it won’t eliminate the need for humans. Instead, it will help companies manage rising costs and challenges by:

Improving productivity: Rather than just replacing human agents with automated workloads, AI can be a helping hand that reduces stress and strain during busy seasons. It can help teams hit the ground running with the correct information when queries are escalated and accelerate the path to problem resolution.

Increasing retention: In an environment with rapid turnover, like the contact centre, AI can help reduce turnover risk. Companies could use AI to route “simpler” queries to new hires while they’re learning how to excel in their role.

Enhancing development: As customer expectations evolve, companies can use AI to deliver employees more personalised and effective training & development programs. Generative AI can be used to create training initiatives, deliver real-time coaching sessions, and identify opportunities for additional training.

The Future of AI in the Contact Centre

Many organisations have already cut down their human teams, rushing to adopt AI simply because they want to keep up with the competition, without understanding the potential risks they’ll face.

However, Gartner believes the increasing prominence of AI in the contact centre will lead to significant changes in the years ahead, influencing how companies adopt the technology. In the coming years it is likely the EU will update its consumer protection laws to give every customer the right to speak to a human. It’s certainly something that may occur if, AI at some stage leads to harm to a customer.

Taking the Right Approach to AI Adoption

Ultimately, relying exclusively on AI to manage customer service processes can be a big risk. It risks the well-being of your customers and impacts your brand’s reputation and ability to retain consumers long-term. AI has limitations, from the common hallucinations of generative AI tools to the lack of empathy and sometimes biased behaviours that bots demonstrate. Despite this, Gartner believes that by 2028, a third of customer service interactions will involve autonomous agents.

We believe there’s nothing wrong with embracing AI’s potential, particularly if it augments and supports your agents, increases employee engagement, and streamlines customer service interactions.

In the dynamic world of data, ensuring quality and consistency is paramount. From strategic planning to customer interactions, reliable and accurate data is vital to the success of business decision-making. In the realm of data coding (the process of capturing and converting data into a particular format, making it convenient for processing and analysis), maintaining a high level of data quality relies on a balance between cutting-edge technology and expert human agents. The increasing volume, complexity, and value of data requires robust quality control measures to ensure confidence levels remain high.

Quality control in data coding involves detailed examination of the data at each stage of the process. From initial data entry to final processing checks, every step of the process is an opportunity to identify and rectify errors. This commitment to quality ensures that the end data delivered has an exceptional standard of accuracy. Inaccurate data can have serious consequences, including impaired decision-making, inefficient operations, and financial losses (Poor-Quality Data Imposes Costs and Risks on Businesses, Says New Forbes Insights Report). Furthermore, it may result in reputational damage, loss of customer trust, and can even pose health risks (consider, for example, allergen and ingredients information being inaccurately captured from a product label to appear on a supermarket website).

At DDC OS, our key to delivering exceptional quality standards across our solutions is to ensure that quality control is not just treated as a tick box exercise, but rather is embedded in the DNA of our teams and at the heart of our technology. This enables us to achieve an exceptional level of data quality and consistency. For instance, for one of our data coding clients with complex requirements including capturing to GS1 accreditation standards, we operate at a 0.6% error rate for single-language capture and 1.25% for dual-language capture.

From recruitment onwards, we embed a strong commitment to data accuracy within our teams. Initial training plans are followed up with dedicated monitoring and glidepath periods, enabling ongoing assessment and improvement. As our team members progress, we provide advanced training opportunities and specialised development programs, fostering knowledge exchange between our teams.

The journey to reliable data begins with accurate data entry. Many of our solutions adopt OCR technology for this initial stage, but even then, it is key to ensure that manual validation of the data takes place as a secondary control measure. This ensures that any errors are identified and corrected early in the process and can pass back information to any AI solutions to help them ‘learn’.

Our highly skilled agents carry out this precise quality control, combining technology with human expertise. Skilled professionals bring contextual understanding, problem-solving solutions, and the ability to adapt to scenarios that don’t conform to standard.

A second quality control check by a different individual is opted for by many of our clients, especially on sensitive data such as financial information or allergen text. Our nearshore and offshore operational teams bring a unique advantage to this task by combining the proficiency of a skilled workforce with cost-effective solutions, making it possible to maintain exceptional quality standards without compromising on efficiency.

Anticipating the future of retail, here are 5 trends to watch out for in 2024. The ever-evolving retail and e-commerce landscape presents a constant challenge for businesses striving for growth. To stay ahead and keep customers engaged, companies must stay agile and responsive. However, predicting the next wave of retail evolution is no easy feat. That’s why we’ve examined emerging trends and their potential impact on the customer experience. Let’s explore what lies ahead in the exciting world of retail in 2024.

1. The Convergence of Digital and Physical Retail

By 2027, e-commerce is projected to reach a market value of approximately $5.56 trillion, surpassing traditional retail as more individuals embrace online shopping. However, this shift does not diminish the significance of physical retail experiences.

Consumers still desire real-world interactions with retailers, especially if it means accessing unique experiences. As we approach 2024, companies must reimagine the integration of the digital and physical realms. This could involve offering pick-up in-store incentives to drive in-store footfall or introducing QR codes in physical stores to enhance the shopping journey by providing additional information and deals.

An emerging trend expected to gain momentum is the demand for immersive VR/AR experiences that simulate real-world interactions, even in online shopping environments.

2. The Rise of AI Tools

AI tools are revolutionizing industries across the board, especially with the rise in popularity of generative AI solutions. According to a recent AI retail survey, nearly half of professionals (48%) believe AI will have the most significant impact on the retail sector in the next 3-5 years.

The key to success lies in harnessing these resources effectively. In today’s world, where consumers crave personalised experiences, AI technologies can be crucial in delivering tailored recommendations and shopping journeys to buyers.

By leveraging generative AI tools powered by your own business data, you can engage with customers online, provide prompt responses to their inquiries around the clock, and even offer relevant tutorials and guidance for new shoppers.

Furthermore, AI can empower customer service and sales agents by providing them with quick access to the information they need to deliver a superior experience. It’s important to remember that AI is not meant to replace human experts; instead, it is a powerful tool to enhance their performance.

3. Shopping Channels Continue to Expand

Digital transformation has revolutionised the shopping experience in ways that exceed our expectations. Shopping is no longer limited to traditional e-commerce or physical stores; it now extends to apps, metaverse environments, and even social media platforms as customers embark on their buyer journeys.

By 2023, the social commerce market reached an impressive milestone, reaching a value of $2.4 trillion. As Generation Z enters the buyer market and the creator economy flourishes with new influences, shopping behaviours are undergoing significant changes, ensuring the continuous growth of social commerce.

Today’s younger customers seek a seamless buyer journey across the channels they frequent the most. This necessitates companies listing their products on platforms like Instagram, Facebook, and TikTok or creating virtual environments that offer real-time purchasing opportunities.

The good news is that embracing multiple channels translates into increased sales opportunities for retailers. The more channels they incorporate into their strategies, the wider their reach and the greater their potential for success.

4. Greater Demand for Shared Values

Gaining customer loyalty has become increasingly challenging in the retail industry. Economic difficulties and cost of living crises are influencing shoppers worldwide. However, research indicates that organisations can retain their customers by embracing shared values.

According to studies, approximately 56% of customers feel more loyal to brands that understand and resonate with them. Furthermore, 89% of customers remain loyal to companies prioritising shared values. So, what values should companies emphasise as we approach 2024? An empathetic approach is paramount.

Given that consumers are facing financial struggles, retailers must make the purchasing process more accessible. Offering buy-now-pay-later options and customisable subscription plans are increasingly valuable.

In addition, customers expect their favourite brands to contribute to protecting and preserving the environment. Around 4 out of 5 customers are more inclined to purchase from brands demonstrating a positive commitment to sustainability. If your company does not have an environmental, social, and governance (ESG) strategy in place, now is the time to develop one.

5. Convenience is Key

Convenience in shopping has always been a popular demand in the retail sector, but its importance is growing as we approach 2024. Even industry giants like Amazon are investing in cutting-edge technologies, such as drones, to enable faster deliveries than ever before.

Since the pandemic, companies have embraced options like “in-store pickup,” allowing customers to collect their orders at their convenience instead of waiting for delivery. Offering a wide range of delivery options and convenient fulfilment methods has become crucial.

However, enhancing shopper convenience goes beyond just delivery options. Providing seamless experiences, both online and offline, is equally important. In-store self-service checkout options will be a necessity in 2024, while one-click checkouts online will make purchasing a breeze for customers.

In the coming years, retailers must thoroughly examine the customer’s buying journey and proactively eliminate any obstacles at each touchpoint.

By prioritising convenience, retailers can enhance the overall shopping experience and foster customer satisfaction.

Coming Up Next Week…

We’ll take a look at how these changes might impact customer services and demand for outsourcing services.

The Impact for Customers and Energy Suppliers

The global cost of living crisis has had a profound impact on consumers and businesses alike. Consumers are struggling to pay for life’s essentials whilst business leaders are dealing with supply chain issues, resource costs and rising competition.

The challenging environment has prompted government officials and regulatory bodies to act, imposing price caps on energy costs and previously offering supplements to help customers in covering the cost of energy.

What is the Energy Price Cap?

As energy bills have continued to rise during the cost-of-living crisis, the “price cap” has become a hot topic among worried households. Yet, despite this, around 54% of customers still aren’t sure what the “price cap” is or how it affects them.

The energy price cap was introduced in 2019 to place limitations on the maximum amount energy suppliers can charge consumers on “default tariffs”. It aimed to ensure that consumers could compare vendors effectively and evaluate deals easily.

Now that cheaper fixed rates have almost disappeared from the market, the energy price cap is more important to consumers than ever before, with millions of households sitting on a default tariff.

The price cap consists of various costs, including the wholesale cost of electricity and gas, the cost of supplying energy and VAT. Notably, the cap controls the amount a supplier can charge for each kilowatt hour of electricity and gas, as well as standing charges – it doesn’t guarantee any consumer’s annual bill will be below a certain amount.

The 2023-2024 Price Cap Changes Household energy bills increased by 54% during 2022, despite the best efforts of government and regulatory bodies. However, in Autumn 2023, Ofgem announced an impending update to the price cap, which is now set to fall to under £2,000 per year for the first time in 18 months. From October 2023, the cap will be reduced from an average of £2,074 per year to £1,923 per year. This number is based on a “typical household energy bill”. For energy companies, the cap may seem like a worrying concept, reducing potential profits and placing more pressure on their bottom line. However, it also represents an opportunity for energy brands to reignite the loyalty of their consumers and improve long-term retention rates.

The Growing Focus on Customer Experience

Ofgem’s decision to lower the energy price cap is part of a much broader overall strategy to improve customer experience in the energy sector. Earlier this year, the organisation introduced a variety of new rules for energy teams to follow when interacting with consumers.

For instance, starting this year, Ofgem will require energy companies to offer more comprehensive service to consumers across a range of channels (such as voice, text, and chat). Additionally, they are demanding 24/7 service for emergency situations, alongside an increased focus on assisting vulnerable customers with payment issues.

Ofgem is also exploring other ways to repair the fractured relationships between consumers and their energy suppliers. For instance, compensation for consumers and businesses that lose power due to bad weather events has almost tripled.

The maximum compensation consumers can receive due to severe storms has now increased to around £2,000, up from £700. This change follows a review of how distribution network operators responded to Storm Arwen in 2021, which left 40,000 consumers across the UK without power for more than three days.

What Will Energy Suppliers Need to Do Next?

Invest in preparation: As compensation for outages increases, energy companies will need to take extra precautions to ensure they’re prepared for unexpected issues.

Expand the customer service team: Ofgem will now require energy companies to deliver 24/7 service for emergencies, as well as comprehensive support across a variety of channels. This could mean not only hiring and training additional in-house staff but leveraging outsourced support from experts to ensure round-the-clock service.

Leverage analytics: Going forward, energy companies will be required to share insights into their customer experience metrics and satisfaction scores. Investing in robust analytical tools will help businesses detect potential causes of diminished customer satisfaction, so they can take a data-driven approach to growth.

Prioritise customer loyalty: When consumers look to switch energy suppliers again, they’ll make decisions based not just on pricing, but on the customer service companies can provide.

Be ready to innovate: Leveraging self-service AI tools, omnichannel communication methods and robust AI solutions for insights will help to give these businesses a competitive edge.

As ever, the utilities landscape is one of change, but this change can be really positive for suppliers and customers alike. Here at DDC OS, we are specialists in utilities outsourcing. We have supported new entrants, challenger brands and market leaders in delivering exceptional customer service and an efficient back-office operation focused on continuous improvement.
Many of us have enjoyed the exploits of Gino, Fred and Gordon on ITV as they undertake road trips around the world. So, when our CEO, COO and CFO packed their bags, ready to head out on a Balkans trip, the comparisons began… and ended just as quickly!

Whilst maybe not as entertaining or as talented in the kitchen, the trip was no less important. So, John Callachan (CEO), Simon Keeler (COO) & Julian Lamont (CFO) set out last November to visit our operational locations in Serbia and Bosnia & Herzegovina, and here is the story of that trip told by John (excluding some images that marketing has been sworn to conceal!).

DAY ONE

A direct flight to Belgrade from Heathrow awaited today. Our offices in Belgrade opened earlier this year, and we have since been enjoying the fantastic service from Air Serbia; I can’t even complain about the inflight food.

In less than three hours, we were walking through arrivals in Serbia, where we were met by a true DDC legend, Kemal Babic, Managing Director of DDC MLS. He’s been with us since the beginning of our Balkans journey and continues to lead it with the kind of passion that has made it such a success.

After some local food and a catch-up on some of the hot topics with Kemal, it was time to rest up ahead of a busy few days. Although, the festive atmosphere and great food were hard to walk away from! This trip was incredibly important to me and the board, we continue to grow rapidly in the region. The team are such a great example of all that we love about the company, so the opportunity to spend some quality time with everyone was much needed. We want to give a voice to as many people as we can, and to us, that isn’t a suggestion box; that’s a physical presence, hearing first-hand suggestions and even criticisms to help us develop.

DAY TWO

A great start to the day as we met face-to-face for the first time with the General Manager of our Serbian operation, Djordje Jankovic. It is important to us that within each location we operate, they have as much autonomy as possible and local representation is key to that.

We first visited our custom-built offices that are currently under construction. At the moment, we are operating under two roofs with much expansion on the horizon; we took the decision to invest in a long-term option. To see the build come to life from the drawings, we have all discussed was amazing. I can’t wait to visit the vibrant atmosphere in place when the whole team has moved in and made it their own.

Our success in Bosnia & Herzegovina has been remarkable, but it has also left us wondering how we could effectively replicate it elsewhere. So, it is hard to portray just how happy we are to see the same excellent work ethic and skill sets in Serbia. Not only fantastic language availability but the standard in which they are used, and the level of conversations we had in English was phenomenal. It really allowed us to have a great discussion around our operation, with everyone keen to put forward suggestions for improvements.

One moment really stuck with me, as I observed a member of the team as they sent an email in one language and handled a chat in another whilst speaking to me in English! Managing English at times is a challenge for me, so to see that first-hand was remarkable.

We said our goodbyes and, more importantly, expressed our gratitude to the team before we went out once more to sample the local cuisine and bars. The Christmas markets were a great touch, and the hot rakija was a nice nightcap and certainly easier to drink than the regular stuff!

Part two of the trip will be released soon…

Recently, our own Joe Beal CCO joined Martin Teasdale on an episode of Get Out of Wrap, to delve into the important connection between academia and customer services. The conversation revolved around Joe’s working life, and more recently since joining DDC, his team’s efforts to bridge the gap between these two areas through a series of thought-provoking events called DDC Discusses.

DDC Discusses So Far…

There have so far been two DDC Discusses events. Initially, Elizabeth Stokoe discussed the science of conversation and how this can be applied when we evaluate the effectiveness of software designed to automate conversational analysis. Most recently, Saul Albert explored the impact of Conversational AI (such as Chat GPT) on customer services, specifically how it can empower both customers and agents to enhance their interactions and streamline their work.

During the podcast…

A prominent theme in the podcast was the role of Artificial Intelligence (AI) in customer service, with Martin and Joe drawing from their extensive experience in the industry. They shared insightful anecdotes that shed light on both the advantages and potential pitfalls of incorporating AI into customer service operations. Their passion for the industry and their vision for its future were unmistakable throughout the discussion. You can watch the talk here or find it on your chosen podcast platform.

More about DDC Discusses…

Initially hosted at the esteemed British Library, DDC Discusses is poised for expansion to reach a broader audience. DDC aim to take these enlightening round table discussions to various locations, ensuring accessibility for as many people as possible.

Our next event is Tuesday 4th July, at the British Library, where we have Dr Phoebe Asquith joining us to discuss the science behind burnout and workplace stress and why we need to use psychology and data to address these challenges.

If you found the podcast intriguing and would like to engage further with the DDC Discusses series, register your interest for the next event focused on the topic of wellbeing. Simply email os-marketing@ddcos.com and stay tuned for updates on this exciting gathering.

By attending DDC Discusses, you’ll have the opportunity to delve deeper into the evolving landscape of customer service, explore the potential of emerging technologies, and connect with industry experts who are shaping the future of customer-centric solutions.

So why wait? Be part of the conversation, gain valuable insights, and join the community of forward-thinking professionals who are transforming the customer service industry.

A little over six months ago, a new chapter began at DDC OS as we welcomed Hayley Barlow to the team as Global Director of Customer Operations. With an extensive background in customer service outsourcing, Hayley was an important and exciting hire for DDC.

As ever, time has flown, and Hayley has already been hard at work implementing changes to focus on continuous improvement for our whole operation. However, we did manage to sit with Hayley and discuss her time here so far…

Hayley, it has been over six months now since you joined DDC. Has it been what you expected so far?

Has it really been six months? Wow, that has flown by. I expected to join a growing organisation with a great opportunity ahead, and that is exactly what I have. The bonus to that is a great team who all have a passion for delivering both for our people and our customers.

For the benefit of our wider audience, could you tell us a little more about your background and what brought you to DDC?

Where do I start? I have been very fortunate to have built a career in contact centres over the past 31 years, starting as an agent on the phones for Mercury Communications (now Virgin Media). Over the years, I have developed my skills in multiple disciplines, from Operations, People Development, CX, Transformation, Outsourcing and Consultancy across many different industries, including Telecoms, Finance, Retail, Education and Utilities, but what keeps me getting up in the morning is people and seeing them grow. I joined DDC as I felt I could really make a difference and help take our business and, most importantly, our people on a journey of growth, discovery, and success.

What has really stood out to you so far about DDC? Positives only of course!

The Passion! Any transformation journey is challenging at the best of times, but DDC has hit this head-on! Unafraid to take risks and learn from them, challenging the norm in order to create the DDC way and as we continue to grow our family, remembering to maintain focus on our biggest asset – our people!

Do you believe you have identified some areas that you can really add some value and support DDC’s continued growth?

Absolutely! And over the past five months, we have firmly placed our racing car on the track, delivered some fantastic changes and created a strong operational team that is engaging, supportive and on a journey of self-discovery and growth. We will require a few pit stops along the way, but we have our sight firmly fixed on the chequered flag.

There have been many global challenges in recent years; what do you think has been your biggest challenge in your time so far?

I think, like many, our immediate challenge is that we attract and retain good people. We have so much to offer at DDC, and I want to ensure that all our people have every opportunity to utilise all of our benefits fully and contribute to helping build a brilliant place to work. I have always said you leave one family in the morning and go to another, and that’s what we are well on the way to creating here at DDC.

Looking ahead to the next six months, what are you hoping to achieve and, moreover, looking forward to!?

Investing more in our people with succession planning and strong leadership programmes and working across all of our global locations to maximise our potential.

Have you had the chance to visit many of our operational locations so far?

What stood out in those locations?

Were they new destinations for you?

I feel very lucky to have a global responsibility which means that I get to work with some fantastic people across several locations.

Our team in Sarajevo have gone through significant growth and is a great hub for supporting The DDC Group and clients. Our expansion into Serbia is also an exciting time, that will see us continue to be recognised as a key outsourcing provider.

Also, exciting for me personally is that I get to work in two new European locations (although learning Bosnian is a work in progress let’s just say).

To finish off, what is your favourite film, album and meal…

Difficult question! I don’t actually have a favourite album but my top 3 songs are Teardrop by Massive Attack, Iris by the Goo Goo Dolls and Woman’s Work by Kate Bush.

My favourite film is Meet Joe Black (although I am a Harry Potter fan).

And my favourite meal has to be homemade pasta with an amazing fresh tomato & basil sauce.

Thanks to Hayley for her time, we can’t wait to sit down again with her in the future and see how the journey is going!
